Be honest about availability

Visitors need to understand whether a person is currently available. A useful offline message is better than an online promise that the team cannot fulfill.

Separate acknowledgment from resolution

A quick acknowledgment can let a visitor know the message arrived, but it is not the same as solving the problem. Explain when the answer requires further investigation.

Review the busiest moments

Use conversation patterns to plan coverage. Compare queue volume and unresolved work at different times before changing your targets or notification rules.

Put it to work

Choose one conversation your team handles regularly and review it from the visitor’s perspective. Identify the information needed, the person responsible for the next step, and the point where a short explanation would reduce confusion.

Try the change with a small group of realistic examples before expanding it. Review the quality of the resulting conversations, not just the amount of activity. Keep what helps your customers and simplify what creates unnecessary effort.

A useful question for the next team review: could a customer explain what happens next after reading our last reply?
