Read before replying

Review the customer’s message and any existing context. A response that answers the actual question is more valuable than a fast reply that forces another explanation.

Write for understanding

Use short sentences, familiar language, and a considerate tone. Break instructions into manageable steps and check that the customer has what they need before moving on.

End with clarity

Summarize the outcome, name any remaining action, and explain what happens next. Saved replies can help with consistency, but adapt them to the person and situation.

Put it to work

Choose one conversation your team handles regularly and review it from the visitor’s perspective. Identify the information needed, the person responsible for the next step, and the point where a short explanation would reduce confusion.

Try the change with a small group of realistic examples before expanding it. Review the quality of the resulting conversations, not just the amount of activity. Keep what helps your customers and simplify what creates unnecessary effort.

A useful question for the next team review: could a customer explain what happens next after reading our last reply?
