Trace one inquiry end to end

Follow a realistic request from the first message through assignment and follow-up. Look for moments where ownership becomes unclear or information must be re-entered.

Give every request a destination

Create a sensible default queue for inquiries that do not match a specific routing rule. Unexpected questions should remain visible rather than falling outside the process.

Close the loop

A useful final message summarizes the answer and identifies anything still pending. For internal reviews, track unresolved requests alongside first-response activity.

Put it to work

Choose one conversation your team handles regularly and review it from the visitor’s perspective. Identify the information needed, the person responsible for the next step, and the point where a short explanation would reduce confusion.

Try the change with a small group of realistic examples before expanding it. Review the quality of the resulting conversations, not just the amount of activity. Keep what helps your customers and simplify what creates unnecessary effort.

A useful question for the next team review: could a customer explain what happens next after reading our last reply?
